Key takeaways

  • Your reply is written for future customers, not just the reviewer.
  • Use a simple formula: thank, acknowledge, explain briefly, take it offline, improve.
  • Never share private details or argue in public.
  • Reviews can only be removed if they break Google's policies.

Why replying matters

Every business gets a bad review eventually. What matters is how you respond. Potential customers read your replies as closely as the reviews themselves, because they show how you treat people when something goes wrong.

Knowing how to reply to negative reviews well can turn a damaging moment into proof that you're fair, professional and listening. Replying to reviews is also part of keeping an active, trustworthy Google Business Profile.

A simple five-step formula

  1. Thank them for taking the time to leave feedback.
  2. Acknowledge the problem and apologise for their experience, without admitting to things that aren't true.
  3. Explain briefly, if it helps, what happened or what you've changed. Keep it short and avoid excuses.
  4. Take it offline: give a name and a way to get in touch so you can put it right.
  5. Follow through, and fix the underlying issue so it doesn't happen again.

Wait before you reply. Read the review, step away, and reply once you're calm, ideally within a day or two. A rushed, defensive reply can do more harm than the review.

Example replies you can adapt

These examples use invented situations. Always personalise your reply and check the facts first.

SituationExample reply
Slow service"Thank you for your feedback, and I'm sorry you had to wait so long. That's not the experience we want for anyone. We've since added extra staff at busy times. I'd like to hear more, so please call me on [number]. [Name], Manager."
A mistake on a job"Thank you for letting us know, and I'm sorry the work wasn't right first time. We'd like to put it right at no extra cost. Please email me at [email] and I'll arrange a visit this week. [Name]."
Disagreement about price"Thanks for your review. I'm sorry the final cost was more than you expected. We always aim to be clear about pricing upfront, and I'd welcome the chance to go through the invoice with you. Please call me on [number]. [Name]."
Review that isn't about you"Thank you for your review. We can't find a record of your visit and think this may be meant for another business. If we're wrong, please contact us on [number] so we can help. [Name]."

What to avoid

  • Arguing, blaming the customer or being sarcastic.
  • Sharing personal details, appointment information or anything confidential.
  • Copy-and-paste replies that ignore what the customer said.
  • Offering refunds or discounts in exchange for removing or changing a review.
  • Asking friends, staff or family to leave positive reviews to "balance it out".

Health, legal and financial businesses: take extra care. Even confirming that someone is a client or patient can breach confidentiality. Keep replies general and move the conversation to a private channel.

Can a negative review be removed?

Only if it breaks Google's policies, for example if it's spam, fake, offensive, off-topic or posted by someone with a conflict of interest such as a competitor or former employee. You can report a review from your Google Business Profile, and Google decides whether to remove it.

A genuine review you disagree with won't be removed. In that case, a calm, helpful reply is your best response.

The best defence: more genuine reviews

One bad review matters much less when it sits among many recent, genuine good ones. Make asking for reviews part of how every job ends, with a short link in a follow-up text or email. Our Google Business Profile tips and our list of GoHighLevel workflows show how to automate polite review requests.

"Every bad review is free feedback. Fix what caused it, and the next ten reviews usually take care of themselves."

Ask every customer in the same way. Never offer incentives for reviews or filter out unhappy customers: Google's policies and the UK's DMCC Act 2024 ban fake and incentivised reviews.

Negative review FAQs

Should I reply to every negative review?
Yes. Replying shows you take feedback seriously. If a review breaks Google's rules, report it as well, but reply politely in case it stays up.
How quickly should I reply?
Within a day or two is ideal. Fast enough to show you care, with enough time to check the facts and reply calmly.
Can I ask a customer to change their review?
If you resolve their problem, you can let them know they're welcome to update their review. Never pressure them or offer anything in return.
Do replies help local SEO?
Replies are part of an active, well-managed profile and help win the click from customers comparing businesses. Our local SEO guide covers the wider picture.

The bottom line

Learning how to reply to negative reviews well is one of the simplest ways to protect your reputation. Stay calm, thank them, acknowledge the problem, take it offline and fix the cause. Then keep building a steady flow of genuine reviews so one bad day doesn't define you.
